Customer Support

Urgency is not the same as severity, and queues need both

Support queues are usually sorted by arrival. That is fair to tickets but unfair to customers, because the person whose production system is down waits behind four questions about invoice formatting.

Classifying by category is the easy half and gets most of the attention. Deciding urgency changes outcomes and is harder, because urgency lives in the customer's situation rather than their words. A calm message can describe an outage. An urgent one can describe an inconvenience.

Misrouting costs twice. The ticket sits in the wrong queue, then bounces. The customer experiences both delays as one long silence.

Making the classification visible to the agent matters as much as making it correct. An agent who can see why a ticket was ranked high can disagree, and those disagreements are how the rules improve.

How the ActionFlow runs on the canvas

Tickets arrive through a Webhook trigger from your helpdesk, or an Email node reads the support inbox directly.

A Text Classifier node from the AI Custom category sorts by category. Running a dedicated classifier here instead of a general generation node is deliberate. Classification is a narrow task with a fixed output set, and the cost difference at volume is substantial.

A Sentiment Analysis node scores tone separately. Tone and urgency are different signals, and merging them early loses both.

A Generate Object node then combines category, tone, and the ticket text into an urgency judgment. It returns a priority level and a one-line reason. Only this node needs to reason. The two before it have already narrowed the problem.

A Switch node routes to the queue. An HTTP Request or Jira node writes the priority and the reason onto the ticket so the agent sees the reasoning, not just the label.

A Slack node notifies the on-duty channel for anything in the top-priority band, because a queue position is not a notification.

A Google Sheets node logs every classification alongside the eventual resolution time, which is the only way to determine whether the priority bands reflect reality.

Nodes this ActionFlow uses

  • Webhook (Trigger): fires on ticket creation. Email (Communication) reads the inbox instead.
  • Text Classifier (AI Custom): sorts by category at a fraction of a general generation call.
  • Sentiment Analysis (AI Custom): scores tone as a separate signal from urgency.
  • Generate Object (AI Core): combines the signals into a priority level with a one-line reason.
  • Switch (Control): routes to the correct queue.
  • Jira (Integration): writes priority and reasoning onto the ticket. Linear and Monday fit the same slot.
  • Slack (Communication): notifies the on-duty channel for top-band tickets.
  • Google Sheets (Integration): logs classifications against resolution time for calibration.
